The July edition of Coffee with Callbi once again demonstrated that Customer Interaction Intelligence is rapidly evolving beyond its traditional role as a quality assurance tool. While automated call scoring and compliance monitoring remain important, today’s leading contact centres are discovering innovative ways to extract strategic business intelligence from every customer conversation.

  1. Protecting Contact Centre Agents from Customer Abuse

One of the most topical discussions centred on the growing incidence of customer abuse directed at contact centre agents. The panel demonstrated how existing Callbi query capabilities can automatically identify profanity, racial abuse, threats and other forms of unacceptable customer behaviour.

Rather than viewing these queries purely as customer experience indicators, organisations can use them to identify vulnerable agents, monitor abuse trends, initiate coaching interventions and provide appropriate employee support. An interesting use case discussed was the application of speech analytics for fraud detection.

Rather than attempting to identify deception through voice stress or emotional analysis, the panel suggested focusing on unusual conversation patterns and unexpected keywords. Examples included agents sharing personal banking details, providing private cellphone numbers or discussing information that falls outside established business processes.

By identifying conversations that contain unexpected language or behaviour, organisations can rapidly isolate interactions requiring further investigation.

This represents another example of Callbi delivering value beyond conventional quality assurance.

  1. Silent Time Continues to Deliver Quick Operational Wins

Silent time remains one of the simplest and most valuable performance indicators available within speech analytics.

Long periods of silence may indicate agents searching for information, inadequate training, inefficient business processes or customer frustration. Post-call silence may also reveal opportunities to improve agent productivity.

Because silent time directly influences Average Handle Time, reducing unnecessary silence remains one of the fastest methods of improving operational efficiency.

Every customer interaction contains information that extends beyond the immediate transaction.

The panel discussed using speech analytics to identify competitor mentions, pricing objections, product comparisons and reasons why customers choose alternative suppliers.

Rather than viewing speech analytics as a departmental tool, organisations should consider how conversation intelligence can support enterprise-wide decision making.

Another practical application involved analysing customer conversations to identify the underlying reasons for cancellation or churn.

By creating targeted queries around statements such as “I’m moving to another provider” or “It’s too expensive”, organisations can quantify the primary drivers of customer attrition.

This information allows leadership teams to identify emerging trends, improve retention strategies and equip agents with more effective objection-handling techniques.

  1. Rethinking Net Promoter Score and Customer Effort

The discussion explored whether speech analytics could supplement—or in some environments even replace—traditional post-call surveys used to measure Net Promoter Score (NPS) and Customer Effort Score (CES).

Rather than focusing solely on the numerical score, the panel suggested that conversation intelligence may provide a richer understanding of why customers become promoters or detractors by identifying the specific drivers of dissatisfaction, including billing problems, repeat contacts, long wait times and unresolved issues.

A pilot project is now being explored to investigate this concept further.

  1. Script Engineering Creates Better Analytics

One particularly valuable observation was that organisations should begin designing customer scripts with speech analytics in mind.

Simple changes to agent wording can make conversations significantly easier to measure. For example, encouraging customers to explicitly confirm that their issue has been resolved creates measurable evidence for First Call Resolution.

In many cases, the absence of expected phrases can be just as meaningful as their presence.

As speech analytics matures, script engineering is likely to become an increasingly important discipline for contact centres seeking more accurate operational insight.
